Handle Time: Definition, Formula and Contact Centre Metrics



The classic formula predates chatbots: talk plus hold plus after-call work, divided by contacts handled. Still correct, still the number most contact centres report. What changed is where the time goes.


In a bot-assisted handoff, the agent inherits a conversation that already happened. If the bot verified the customer, identified the intent and pulled the order record, the agent starts at minute zero of the actual problem rather than minute four of identity checks. That is the saving worth measuring, and it shows up as a drop in the first two minutes of the call, not as a uniform reduction across the whole distribution.


Which is why you should segment handle time by whether automation touched the conversation, and compare like intents. A blended AHT that fell from 6:40 to 5:55 tells you nothing about causation. Automation may simply have absorbed the easy contacts and left humans a harder mix. That effect usually pushes human AHT up while total cost falls. Report both or the story reads backwards.


The other trap is older than AI. Handle time pushed as a target produces agents who close conversations rather than resolve them, and the volume returns as repeat contacts next week. Track it as a cost input. Judge quality with resolution rate.
